Swedish fintech firm Klarna to use humans for VIP customer support

Sebastian Siemiatkowski, CEO of Klarna, spoke about the role of AI in the workplace during his presentation at London SXSW.

He highlighted Klarna’s approach to balancing human and AI contributions.

He revealed Klarna cut its workforce from 5,500 to 3,000 due to AI agents reducing support costs and raising revenue per employee.

Despite this change, he noted that there are still opportunities for human workers, especially in roles that require personal interaction.

Engineering positions at Klarna have experienced less impact from workforce reductions compared to other departments.

Siemiatkowski mentioned a growing trend of business professionals learning to code, which he believes will be valuable for leveraging AI in business.

He shared his personal experience using AI tools like ChatGPT for coding and warned that AI also enables faster scams, which poses risks in high-trust societies.

🧠 Food for thought

1️⃣ AI adoption in fintech follows a “reduce, then rehire” pattern

Klarna’s journey mirrors a pattern emerging across the financial industry, where companies initially cut staff when implementing AI, then selectively add human workers back in strategic roles.

This is evident in Klarna’s reduction from 5,500 to 3,000 employees while implementing AI automation, followed by renewed human hiring for customer service 1.

This pattern aligns with broader industry data showing companies achieving 20-30% productivity gains through AI adoption while still recognizing human value 2.

McKinsey research notes that while AI offers potential productivity growth of $4.4 trillion, most companies (99%) still haven’t achieved full AI maturity, indicating continued human-AI balancing 3.

The approach reflects a more nuanced implementation of AI, with companies discovering which functions truly benefit from human expertise, rather than adhering to early “replace humans” narratives.

2️⃣ Human service becoming a premium offering in the AI economy
